Most complaint responses are written forward: read the complaint, form a view, then hunt for support. Evidence-first handling reverses it — assemble the record before anyone forms a view — and it changes both the outcome quality and the ombudsman overturn rate.

Pull the history before the opinion

On receipt, agents assemble the full picture — transactions, communications, product terms, prior contact — into one timeline. The handler’s first sight of the complaint includes everything the firm knew, in order.

Cite the policy version

The rule that matters is the one in force at the time of the events, not today’s. Version-pinned policies mean the response cites what actually applied — the detail that most often unravels at the ombudsman.

Draft from the record

The final response is drafted from the assembled evidence with each finding cited to it. Handlers edit and decide; nothing goes out without their name — but nothing they sign rests on an unsupported claim.
